Insurance Renewal and Claims Calls in India: Plan Your Contact Center Around IRDAI Deadlines

Insurance renewal and claims calls are the service conversations an insurer or broker holds with existing policyholders: premium reminders before and during the grace period, and updates while a claim is open. In India, both run against deadlines set by IRDAI.

Most insurance contact centers are organised around campaigns: this month's renewals, last month's lapses, a claims hotline that rings all day. The regulator thinks in clocks instead. A health policy has a fixed grace period. A cashless request has to be decided within an hour. A death claim that needs no investigation has to be paid within 15 days. When the call plan ignores those clocks, renewals slip into lapse and claim delays turn into complaints. This guide maps the IRDAI deadlines that matter to the insurance renewal calls and claims calls that should be built around them, along with the TRAI calling-number rules that now apply to insurers and a 60-day plan to put it in place.

Why should IRDAI deadlines drive an insurer's call plan?

Because each deadline marks a point where a missed call has a cost you can measure: a lapsed policy, a policyholder kept waiting at a hospital desk, or interest owed on a late claim. Tying every call trigger to a regulatory clock means your team works the accounts that are about to cross a line, not the ones that happen to be next on a list.

Two IRDAI documents set most of these clocks. The Master Circular on Health Insurance Products of 29 May 2024 covers grace periods and cashless timelines for health policies. The Master Circular on Protection of Policyholders' Interests of 5 September 2024 sets claim turnaround times, the free-look period and other service standards across life and health. Read together, they work like a service-level agreement written by the regulator.

Which IRDAI deadlines create calling tasks?

Six deadlines generate most of the outbound and inbound work in an insurance contact center. The table pairs each one with the call or message it should trigger.

Event IRDAI deadline Calling task Who handles it
Health premium due Grace period of 15 days for monthly premiums, 30 days for quarterly, half-yearly or annual; benefits stay protected if renewed within it Reminders before the due date, then a structured sequence through the grace period Voicebot or reminders desk; agent for objections
New life or health policy issued 30-day free-look period Welcome call confirming the policy details and explaining the free-look right Service desk
Cashless request from a hospital Decision within one hour of the request Hospital and TPA desk confirms receipt, chases missing documents, relays the decision Claims desk (hospital line)
Discharge request from a hospital Final authorisation within three hours Same desk; alert a supervisor if the clock passes two hours Claims desk (hospital line)
Death claim intimated Settled within 15 days if no investigation is needed; 45 days if it is Nominee call to acknowledge, list documents once, and give status updates Trained claims agent
Surrender or partial withdrawal request Processed within 7 days Retention conversation where appropriate, then confirmation of payout Service desk

Grace periods for life policies are set in each product's terms, so pull them from the policy administration system rather than hard-coding them. If a deadline is missed, the master circular requires interest to be paid, which is one more reason to give the claims team live visibility of every running clock.

This guide summarises IRDAI and TRAI requirements for operational planning and is not legal advice. Confirm timelines for each product with your compliance team, as product terms and later circulars can change them.

How should a renewal call sequence run through the grace period?

Insurance renewal calls work best when they start before the due date, respect the health insurance grace period, use cheap channels early and human calls late, and finish before the grace period ends. Most renewals that lapse do so because nobody reached the policyholder with a working payment option in the last few days.

  1. Before the due date (about 30, 15 and 7 days out): SMS or WhatsApp with the premium, due date and a payment link; one automated reminder call at the 7-day mark.
  2. On the due date: a short reminder call or message. Many policyholders pay on the day when prompted.
  3. Early in the grace period: automated call asking whether the policyholder intends to renew, with a payment link sent during the call. Record the reason for anyone who says no.
  4. Middle of the grace period: agent call for high-value policies, policyholders who raised an objection, and anyone whose reminders went unanswered.
  5. Final days of the grace period: priority agent calls on the remaining list, with the policyholder told plainly what is lost if the policy lapses, using approved wording.
  6. After lapse: a revival campaign under the product's revival terms, handled by a separate team so it does not crowd out live renewals.

For monthly premiums the grace period is only 15 days, so steps 3 to 5 compress into about two weeks. Build that as its own sequence rather than squeezing the 30-day one. The choice of dialer mode for these steps (predictive for large reminder lists, progressive or preview for high-value calls) is covered in our guide to predictive dialers for insurance renewals.

When does a renewal call turn into a sales call?

A reminder to renew an existing policy is a service call. Pitching a top-up, a rider or a different product on the same call is promotional content, which TRAI's commercial communication rules treat differently from service traffic. Selling over the phone also brings in IRDAI's guidelines on distance marketing of insurance products, which require tele-callers to tell customers the call is recorded and that they are entitled to a voice copy.

The simplest control is to keep renewal scripts to renewal, and to move any upsell to a separate, consented call or to the renewal confirmation message. If your team does cross-sell on renewal calls, get your compliance team to sign off the script and the calling number for that campaign.

How should a claims desk handle calls?

Split the claims desk into two lines with different clocks: a hospital and TPA line that works against one-hour and three-hour health deadlines, and a policyholder and nominee line that works against the 15-, 45- and 7-day deadlines.

Cashless calls with hospitals

In the cashless claim process, hospital desks call to confirm a request was received, chase a missing document, or ask why authorisation is taking time. Route these calls to a dedicated queue, show the agent the time elapsed on the request, and alert a supervisor before the deadline rather than after it. Recording these calls matters as much as recording customer calls: if a decision is disputed, the timestamped recording shows when the request and each follow-up came in.

Calls with policyholders and nominees

For health reimbursement and life claims, most inbound calls ask the same question: where is my claim? Proactive status messages at fixed points (claim registered, documents received, under assessment, decision made) cut that volume. Death-claim calls need trained agents, a slower script and no automated voice in the first conversation. Ask for missing documents in a single list rather than one at a time; it shortens the claim and reduces repeat calls.

What do TRAI's 1600-series rules mean for insurers?

Insurers and insurance intermediaries must make service and transactional calls from 1600-series numbers. TRAI issued the direction on 16 December 2025 with a deadline of 15 February 2026, and IRDAI asked all insurers and intermediaries to comply in a circular of 6 January 2026.

For the contact center this means renewal reminders, claims updates and policy servicing calls should all leave from 1600-series numbers, while promotional calls stay on the 140 series with the usual consent and preference checks. Calls from ordinary 10-digit mobile numbers are exactly what the rule is meant to stop. Our 1600-series deadline explainer shows how the insurer timeline compares with banks and NBFCs. Call recordings and transcripts are also personal data, so retention and access should follow your plan under the Digital Personal Data Protection Act and its 2025 Rules.

How do renewal and claims desks differ?

They can run on the same insurance call center software, but share almost nothing else. Renewal is mostly outbound, high-volume and rewards reach. Claims is mostly inbound, sensitive and rewards accuracy against the clock.

Factor Renewal desk Claims desk
Main direction Outbound Inbound, plus proactive status updates
Clock that matters Due date and grace period One hour, three hours, 7, 15 or 45 days, depending on claim type
Dialing Predictive for large lists; progressive for high-value policies Skill-based routing; callbacks booked inside the deadline
Automation fit High: reminders, payment links, intent capture Moderate: status updates and document lists; humans for disputes and bereavement
Agent skill Clear explanation of benefits and lapse consequences Product and claims knowledge, empathy, accurate documentation
Biggest risk Upselling on a service call; calling from the wrong number series Missed deadlines, inconsistent answers, complaints to the insurer and the ombudsman

Which numbers should an insurance contact center track?

Track renewal outcomes by stage of the grace period, claims outcomes against each deadline, and a short list of compliance numbers that should never move.

Metric What it tells you
Renewal rate within the grace period, by sequence step Which touchpoint actually produces payment
Lapse rate and top lapse reasons Whether the problem is reach, price, service or payment friction
Right-party contact rate Whether contact data in the policy system is still usable
Share of cashless and discharge requests answered within the deadline Whether the hospital line is keeping up
Claims settled within the deadline, by claim type Exposure to interest payments and complaints
Repeat "where is my claim" calls per open claim Whether proactive updates are working
Service calls placed from non-1600 numbers Must be zero
Recording coverage on sales and service calls Must be 100%

Recording every call is only useful if someone reviews it. Scoring calls automatically with AI Voice Analysis lets a small QA team check disclosure lines, lapse wording and claims explanations across all calls; Elision reports that teams save up to 90% of manual QA review work this way.

How do you set this up? A 60-day plan

  1. Days 1 to 10: map the clocks. List every product's grace period, free-look terms and claim types. Agree with compliance which events trigger which calls, using the table above as the starting point.
  2. Days 11 to 20: fix the numbers and scripts. Confirm all service traffic leaves from 1600-series numbers and promotional traffic from the 140 series. Write separate scripts for renewal reminders, grace-period calls, welcome calls and each claims call type, with recording and approved lapse wording.
  3. Days 21 to 35: connect the systems. Feed due dates, grace-period end dates and open claims from the policy and claims systems into the dialer and the agent screen, so every call shows the clock it is working against.
  4. Days 36 to 50: pilot. Run the renewal sequence on one product and the hospital line for one region. Review recordings daily for the first two weeks.
  5. Days 51 to 60: extend and report. Add products and regions, start the weekly scorecard, and set alerts for any claim within a few hours of its deadline.

Elision Technologies runs this kind of setup on DialShree, its contact center platform, with renewal sequences, claims routing, 1600-series calling and call recording on one system. Frequently asked questions

What is the grace period for health insurance renewal in India?

Under IRDAI's health insurance master circular of May 2024, it is 15 days for monthly premiums and 30 days for quarterly, half-yearly and annual premiums. Benefits are protected if the policy is renewed within the grace period.

How quickly must an insurer decide on a cashless request?

Within one hour of receiving the request, and final authorisation on discharge within three hours of the hospital's request, according to the same master circular.

How long does an insurer have to settle a death claim?

Fifteen days from intimation when no investigation is needed, and 45 days when investigation is required, under IRDAI's 2024 master circular on protection of policyholders' interests.

Do insurance companies have to call from 1600 numbers?

Yes, for service and transactional calls. TRAI's direction of 16 December 2025 set 15 February 2026 as the deadline for IRDAI-regulated insurers and intermediaries. Promotional calls use the 140 series.

Can a renewal reminder include an upsell?

Treat it with care. A reminder for an existing policy is a service call, while selling another product is promotional and falls under distance marketing rules. Keep upsells to a separate, consented call unless your compliance team has approved a combined script.

Should insurers use voicebots for renewal and claims calls?

For pre-due reminders, grace-period nudges and claim status updates, yes. Keep human agents for objections, high-value policies, disputes and every bereavement-related call.

Which metrics show that a renewal team is working?

Renewal rate within the grace period by sequence step, lapse rate with reasons, right-party contact rate and 13-month persistency. Pair them with complaint rates so reach is not bought at the cost of pressure.

Do insurance sales calls need to be recorded?

IRDAI's distance marketing guidelines require tele-callers to tell customers the call is recorded and that they can get a voice copy, so sales calls should be recorded and retrievable. Most insurers record service calls too, for dispute handling and quality checks.
